The Role
On any given day, you might be the one reading a five-paragraph email from a resident who has spent a week chasing a pool technician who never showed. Or drafting a response to a homeowner's attorney-cc'd letter before it becomes a real legal matter. Or approving a $700 dishwasher on the spot so a delivery doesn't slip another week. Or explaining, gently and directly, why a $25 rent discrepancy happened and how it's being made right.
This is not a queue you clear. It is a set of relationships, some calm, some already damaged, that you personally own until they are actually resolved, not just responded to.
You sit above all of the teams. When a case has been escalated once, twice, or gone on long enough that trust is genuinely at risk, it lands with you. You decide what happens next, and you carry it until the member confirms it's actually fixed.
This role is not automated, and it is not going to be handed a system that tells you what to do. Right now, catching trouble means reading the message, hearing the frustration underneath it, and knowing what to do about it. That judgment, built case by case, is what eventually teaches any future system what to look for. You are not waiting for that system. You are the reason it will one day exist.
What You'll Own
End-to-End Case Ownership
You take a case from the moment it's flagged to the moment it's actually closed, not closed because a message was sent, but closed because the member confirmed it. That might mean a mid-lease maintenance dispute, a move-out security deposit disagreement, a rent or fee discrepancy, or a homeowner threatening legal action. You are the single owner across the full arc, not a handoff in the middle of it.
Direct Financial and Vendor Decisions
You make real-time calls on credits, courtesy compensation, and vendor purchases, deciding what's fair, what's owed, and what Belong absorbs versus what's the homeowner's responsibility.
You work directly with Pros and vendors to get the right person on the job, at the right price, on a timeline that respects what the member actually needs, not just what's next in a schedule.
Legal Escalation Triage
You're often the first read on whether something is a standard service complaint or an presente legal exposure, a formal dispute letter, a demand for documentation, language that signals a homeowner or resident is building a case. You make the call on when to loop in Legal, and you keep the case moving while that happens instead of letting it stall.
Public Reputation Recovery
You catch the conversation before it becomes a permanent 1-star review, and you work the ones that already have. That means proactive outreach, real acknowledgment of what went wrong, and a resolution, often financial, that's split fairly between what the homeowner owes and what Belong makes right as a courtesy. You do this with people who are already upset and already have a platform to say so publicly.
Cross-Functional Coordination Under Pressure A single case can touch Homecare, Occupancy, Legal, Pros, and leadership in the same day. You're the person pulling the right people in, keeping everyone aligned on what's true and what's next, and making sure the case doesn't get lost in the handoffs between teams.
System and Communication Feedback
When a resident tells you the automated scheduling messages made things worse, not better, that's signal, not noise. You flag where our tools and processes are failing real people, and you push for the fix. Your frontline judgment is what will eventually train any system built to catch these moments earlier.
What We're Looking For
On Experience
- 3 to 6+ years in VIP customer experience, escalation management, or client relations in premium environments, ideally with real financial decision-making authority (credits, compensation, vendor approvals).
- Direct experience in at least one of the following: premium credit card concierge, VIP airport lounges, private banking, luxury hospitality, or high-stakes property/resident management.
- Fluent English, written and verbal. You will read long, emotional, detailed complaints from US-based homeowners and residents,
and respond in writing and by phone with precision and empathy.
- Comfortable making real-time financial and vendor decisions, not just escalating them to someone else.
- Experience working cross-functionally with Legal or compliance functions, and knowing when a service issue has become something more.
On Mindset
- You become more composed as the situation heats up. Pressure sharpens your judgment instead of flattening it.
- You read a wall of text from a frustrated member and find the actual ask inside it, not just the anger.
- You own outcomes, not actions. Sending a message is not the job. The member confirming it's resolved is.
- You think in patterns. When the same complaint shows up three times, you don't just close three tickets, you flag the root cause.
- You're comfortable being the last line before something becomes legal, public, or permanent, and you know the difference between those three.
- You don't wait for a system to tell you what's wrong. You're the one who would build that system's judgment in the first place.
Why This Role Matters
Belong's reputation is built one interaction at a time. A homeowner deciding whether to trust us with their largest asset, a resident deciding whether to leave a public review, a case that's one bad conversation away from a lawyer's letter, these all run through this role.
The Escalation Lead is the structural defense against churn, public reviews, and legal exposure. A single recovered relationship is worth more than ten perfect ones, because the recovery is what people remember and what they tell others.
What you learn from these cases doesn't stay with you. It reaches Homecare, Occupancy, Legal, and leadership, and it shapes how Belong builds the tools and processes that will eventually catch these moments earlier.
